Financial firm Klarna has begun reintroducing human agents to its customer service operations, less than a year after replacing staff with an artificial intelligence chatbot. While the company initially projected savings of millions by cutting hundreds of full-time roles, a decline in service quality prompted a strategic reversal. However, rather than reinstating permanent positions, the company is pivoting toward a flexible, “Uber-like” employment model.
A Shift in Labor Dynamics
During a February podcast, CEO Sebastian Siemiatkowski described the new structure as a platform where workers can engage with tasks on demand. This hybrid approach relies on AI to manage routine inquiries, while a fluid workforce of independent contractors steps in to handle complex issues. The move highlights a potential future where companies utilize automation to handle volume while relying on precarious, on-demand labor for the remaining nuance.
